Consolidation Note
This SOP is the canonical OPERATIONAL after-hours procedure. It absorbs and improves prior after-hours response guidance. The public marketing page at /resources/after-hours-lead-response remains the outward-facing explainer and points to this SOP as the implementation instrument. Do not maintain a competing customer-facing name for this procedure.

Compliance Policy

- Can Be Automated
- Immediate acknowledgement; Self-serve booking link delivery; Missed-call text-back (RLR-13); Queueing + routing for morning handoff; AI first-line conversation where the business has approved AI coverage and required disclosure
- Requires Human
- Judgment-heavy qualification; Commitments/quotes the business will honor; Anything the business's policy reserves for a licensed or authorized person
- Escalation Conditions
- Lead explicitly requests immediate human callback; A defined high-intent/urgent trigger fires (as the business defines urgent — no regulated-industry emergency rules invented here)
- Next Business Day Handoff
- Unresolved inquiries appear in a dedicated morning queue, ordered by intent and age, each with the acknowledgement already sent and context attached.
- Overnight Ownership
- Every after-hours window names who (or what system) owns inquiries during it. No unowned window.
- Logging Requirements
- Acknowledgement time, any attempt, routing, and handoff status are logged so RLR-10 can segment after-hours performance.
- Failure Handling
- If acknowledgement or routing automation fails, escalate per RLR-15 (Level 4) and ensure the morning queue still receives the lead.
- Recontact Rules
- Morning owner makes first live attempt within the business-hours target from RLR-11, treating the overnight acknowledgement as prior context, not as contact already made.
Coverage Models
- Note
- Implementation checklist by coverage level. A business picks the row that matches reality today and implements that checklist; models B-D are upgrades, not prerequisites.
How To Interpret
If the after-hours segment in RLR-10 is far worse than business-hours, the coverage model is the leak — moving up a model (A→B→C→D) is the repair, not more scripting. A healthy morning-handoff completion rate with low after-hours never-attempted means the SOP is holding.

Pick the coverage model that matches today, implement its checklist, wire escalation to RLR-15, then re-measure the after-hours segment.

How To Implement
1) Confirm which channels receive after-hours inquiries. 2) Turn on acknowledgement + booking link everywhere. 3) Select coverage model A-D and implement its checklist. 4) Define escalation and morning handoff. 5) Ensure logging supports RLR-10 after-hours segmentation.
How To Test
Submit a test inquiry on each channel after hours: confirm acknowledgement fires, booking link works, the lead lands in the correct owner/morning queue, and escalation triggers on an urgent test case.

How To Know It Improved
After-hours never-attempted falls, after-hours two-way contact rises toward business-hours levels, and morning-handoff completion is high — on comparable after-hours volume, not merely because acknowledgements are on.
